Barista, lei è proprio un cafone!

Il 29 agosto scorso mi sono recato all’aeroporto di Bologna, per partire alla volta di Catania e quindi raggiungere Messina. Un importante incontro di lavoro mi stava aspettando.

Visto che il mio volo era previsto subito dopo l’ora di pranzo, mi sono avvicinato al bar Bollicine, quello situato proprio frontalmente alla salita delle scale mobili, zona partenze ovviamente. Dopo aver aspettato il barista che doveva monitorare il passaggio delle turiste e dopo essere riuscito a fare lo scontrino per: panino, bibita e caffè, mi sono spostato al lato della cassa per poter consumare il mio “pasto” in tranquillità.

Ecco l’assurdo manifestarsi improvvisamente: dopo aver provato a masticare il panino, impresa ardua dato la sua consistenza – avete presente il pane scongelato e riproposto probabilmente dopo alcuni giorni? – mi sono rivolto al barista dicendo educatamente: “mi scusi, ma questo pane è immangiabile”. Di tutta risposta il barista mi ha lanciato un sguardo di insufficenza, come se il pane fosse cattivo per colpa mia, e dopo aver allargato le braccia come se fosse passato li per caso, se ne è andato dall’altra parte.

Per il nervoso, pur di non aver a che fare con quel cafone, non ho neanche chiesto il caffè. Naturalmente il panino è finito nel bidone.

Andando verso l’imbarco, mi sono detto: quest’episodio è da condividere ed ho incominciato a scrivere col cellulare su Twitter: “Il barista del Bollicine e’ veramente un cafone!!!” Stavo per inviare, quando la provvidenza mi ha portato davanti un cartello dell’aeroporto che invitava i passeggeri a comunicare attraverso Twitter, questo l’indirizzo: @BLQairport

Letto, aggiunto, fatto!

Al mio arrivo a Catania, mi sono piacevolmente trovato la risposta: “@norman_cescut Ci dispiace per l’accaduto, lo segnaliamo subito affinchè non si ripeta più”. Il tutto visibile nella mia Timeline di Twitter.

I famosi “complain form” presenti all’estero, non hanno mai funzionato in Italia, ma finalmente adesso c’è la possibilità di comunicare in diretta con chi d’interesse.

Ora, non ho la certezza che abbiano preso veri provvedimenti, anzi invito l’aeroporto di Bologna a comunicarmelo, ma certo è che comportamenti del genere non possono e non devono passare inosservati.

Aggiungo solo una cosa: saper fare un caffè o allungare un panino al di là del bancone, non significa essere baristi, professione nobile e altamente qualificata ma non è solo colpa del barista ma anche del gestore che non fornisce la formazione adatta o se lo fa, non monitora l’operato.

Fino a prova contraria, mai più al bar Bollicine!

FOOD is all around: last day (part 3 of 3)

Third and last day in London.

Too bad, I must confess that I was really enjoying it, and JD was a very special host. We got on really well and share the same “passion” for great foodservice.

I was really happy when JD asked me to act as a photographer (my other passion) during our first morning meeting: ladies and gentlemen, welcome to Harrods huge distribution center in Thatcham, which hosts a staff canteen, that according to the management, has to be improved. 

Food is all around: the need for a foodservice consultant is not limited only to the restaurant business, and this site was a great example.
Harrods staff canteen in Thatcham showed a very large seating area, while the area dedicated to the self-service counter, to the food, is pretty oppressive. I found the green hospital-style colored walls and other details not that appropriate for the case. While I was absorbed with my photography task, JD asked my advice about how to create a more welcoming and functional environment.  Based both on my first impression and on my experience, I immediately suggested three changes.

The first one: change the color of the walls! Color is very important, leads to a better experience, especially in an environment where you eat and you are supposed to spend relaxing time each day.

The second change: switch the location of the dirty trays trolley from the entrance of the food area to the vending machines area or to a more secluded area. It is not really nice to be welcomed by dirty trays in an area where you are going to eat food.

Third change: the creation of a dedicated area for those people who wanted to eat home-made food. I noticed that there were several people eating meals from Tupperware, stored in the refrigerator and then heated in microwave ovens. That was a great example of culture and freedom of choice, but I found more appropriate not to mix the two different kind of meal consumption – homemade and purchased at the canteen – therefore I recommended to create a separate area for the homemade meals consumption.

JD agreed, sharing my insights with the canteen’s manager. It was very rewarding to have given the opportunity to give my contribution.
This experience once again confirmed my opinion about the need to create better canteens in Italian companies too, where often pasta is offered too much and the interior design is not studied or considered at all. It looks like eating in an appropriate and comfortable environment is not that important to the employers as it is for the employees productivity.

After the meeting at Harrods, it was time to thank JD for his hospitality. I made the most of what I saw, now being able to offer to my clients around the world, new and exciting ideas. We both got a lot out of our “exchange”.

I spent the last hours of the day at Westfield London, a huge shopping center where I enjoyed acting as a mystery shopper, checking the organization, service, value, hygiene and courtesy of the shopping center various eateries. I must admit I found some very interesting concepts, as the following photos.

My London experience was positive: I learned a lot and this renewed my desire to bring back to Italy such professionalism and attention to details, skills that only an professional consultant has, moved our love for food, in all its forms and its implications.
Contrary to what you might think, Italy is a very difficult market, where professional foodservice consultants have to prove each and every day to entrepreneurs that there is a great difference between the service – and the consequence and outcome in terms of profit, provided by a professional and the service provided by an “extempore” professional. The two are very different.

I am really interested to know whether this kind of challenge does exist in other countries too, and how you deal with it as foodservice professional consultant. Please leave your comments. Thanks!

H&M in the quicksand – A very short pop-up story

When H&M unexpectedly opened a new store on the beach of Riccione (Rimini – Italy) I thought this was a smart marketing action. Then I started wondering if this could work.   Of course the store would have benefited from massive visibility, but was this enough?

The great adventure of the pop-up store only lasted one week. It seems that those in charge of developing the concept did not have all relevant licenses.

The Italian Guardia di Finanza sealed off the area and confiscated property.           Someone thinks H&M violated some provisions, while others state inspections were too severe. It seems evident to me that someone chose to turn a blind eye in order to authorize the opening of this beautiful pop-up store on the beach. 

I think that if some licenses were missing works could not have been authorized.  And I’m also convinced that if inspections were too severe the shop couldn’t have been inaugurated.

Do you want to know my opinion? I don’t care who is right or wrong, nor which business activities were damaged the most. What really infuriates me is that in order to place the new pop-up store several square metres of “dunes” were destroyed, thus damaging an enchanting protected area gathering fine sand and lush vegetation.

Just for another shop! And I’m saying this in a conflict of interest. This behaviour is really not acceptable, especially because H&M has always been involved in sustainability and conscious collection campaigns, we also spoke about.

I think everyone involved in this matter should deeply reflect on it. Don’t you think so?

Oliva e Marino – The pop-up store of Pavesi, Barilla.

It sometimes happens to find something new just around the corner.  Just think about Bottega di Oliva e Marino, Pavesi pop-up store that opened in Riccione on June 28.  At first glance, it seemed interesting to me for both its stylish design and brilliant business marketing strategy.

Everything revolves around “aperitivo”, the happy hour.
A very successful Italian format that is currently being copied everywhere else abroad.  But how did Pavesi pop-up store by Barilla impact Riccione?  Tourists certainly enjoy it because of its highly competitive promotional prices, but the managers of nearby restaurants and bathing establishments are far from being happy.

In fact, the pop-up store is situated just in front of two beach bars and next to a highly popular restaurant. But there is more.  It is located just in the heart of one of the most convenient paying car parks of the sea front, the best place for tourists to leave their car without worrying.  

Was local government good at promoting equality? What would have happened if the same proposal had been presented by an ordinary citizen rather than by Barilla?   Would the proposal have been welcomed?

I don’t think so.

The Future of Retail: trends to be aware of

“TOUGH ECONOMIC TIMES have hit traditional retailers hard, particularly in North America. Circuit City and Borders have filed for bankruptcy; Ann Taylor and Home Depot have closed hundreds of stores; and American Apparel is reportedly millions of dollars in the red, to name but a few. The official reasons for these failures range from overly-aggressive expansion strategies to unfortunate investment decisions – but, in reality, a big driver of this retail upheaval is old-fashioned belt-tightening

Store owners have long believed that the ‘thrill’ of shopping – that visceral, emotional rush that people get when touching or interacting with a product before they buy it – would uphold their popularity. But e-commerce Web sites are disproving this axiom by generating similar excitement online with concepts such as ‘flash sales’ and ‘social shopping’. For example, GILT Groupe offers its members daily flash sales, which feature luxury goods in low quantities for an extremely limited time, giving people only a few minutes to make purchase decisions. The site, which launched in 2007, now has a valuation of US$1 billion. Meanwhile,  Svpply has built a social network around shopping, letting its users track trends, including the items their friends buy. Its popularity has grown seven-fold since its introduction in late 2009.

As online retailers slash shipping times and costs to next to nothing, bricks-and-mortar retailers can no longer depend upon instant gratification as a competitive edge. Online giants Zappos and Amazon now send purchases overnight at a discount and provide second-day service for free. The success of these tactics suggests that virtual storefronts can be at least as effective as physical ones, if not more so. So, how can bricks-and-mortar retailers survive – and thrive – as consumer attitudes and buying habits change?

Although digital channels may be better positioned to provide short-term transactional value, bricks-and-mortar stores still give retailers the best space in which to establish long-term connections with customers. Let’s look at how a few companies are shifting their mindsets and moving from driving transactions to encouraging inspiration and discovery; from featuring ‘expert staff’ to ‘informed enthusiasts’; from targeting shoppers to targeting product owners; and from focusing on revenue generation to R&D.

During the 2010 holiday shopping season, 48 per cent of consumers who used a smartphone in some way said they purchased goods in retail stores, while nearly as many – 45 per cent – bought items online via computer. However, the majority also said that, regardless of how they ultimately acquired the product, they had visited an actual store to browse. This suggests that although consumers often opt for the convenience of digital channels to make purchases, bricks-and-mortar stores continue to play an important role in the shopping journey – primarily where product discovery and inspiration are concerned.

From Driving Transactions to Encouraging Inspiration

J.Crew’s Liquor Store provides a prime example of doing exactly that. J.Crew opened its first men’s clothing store in 2008 with the goal of inspiring exploratory shoppers – people who weren’t current customers of the brand. At the time, J.Crew’s menswear had little following, and the retailer sought to raise its profile through a dedicated storefront. It took over a historicwatering hole in New York’s TriBeCa neighborhood, and rather than focus on packing in as many items into the 935-square-foot.

Customers today want retailers to be less about well-orchestrated brands and carefully rehearsed answers and more about transparency, authenticity and passion.  Rotman Magazine Winter 2012 / 49 store as possible, J.Crew kept the bar’s atmosphere intact, stocking shelves with bottles and filling the room with vintage furniture and non-J.Crew brands such as Timex,  Red Wing and Mackintosh. Retailers who believe in conventional wisdom would consider this a waste of precious floor space that could have been devoted to as many sellable brand-specific products as possible. However, J.Crew’s goal was to raise awareness of its men’s line – and pique the interest of potential customers. The concept appears to be working: J.Crew has subsequently opened three more Men’s Shops, and although the company declines to provide sales figures for individual stores, CEO Micky Drexler recently told investors, “We are beyond thrilled with the performance of our stand-alone men’s stores.” J.Crew earned $44.7 million in the first quarter of 2010, up from $20.4 million during the same period a year ago. In addition, its chief menswear designer, Frank Muytens, was ranked among the top in his field in GQ’s 2010 Best New Menswear Designers competition.

Using physical spaces to drive inspiration rather than transactions isn’t limited to the retail industry. In 2010 Crédit Foncier, a mortgage lender in France, invested in a high-profile store in Paris’s Opera district to inspire people to want to own a home. Most lenders make in-person visits from prospective borrowers as perfunctory and short as possible, gearing information toward people who plan to buy a home in the near future. In contrast, Foncier Home targets anyone who might be thinking about home ownership – even if it’s just a long-term goal or dream. The store includes a café, where people can meet casually with a real estate agent while looking over residential listings. It also includes a section with information about renovations and remodeling – services that Foncier Home doesn’t yet offer but are an exciting, aspirational aspect of home ownership. Although the company sells nothing tangible and has no real need to maintain a large retail space, Foncier is banking on the notion that a discoverybased experience such as the one made possible in its flagship store will encourage more people to become home buyers. And when they do, Foncier Home will be top-of-mind as the go-to lender. Crédit Foncier expects this concept to drive growth in the future and has plans for expansion.

From Expert Staff to Informed Enthusiasts

Powered by social media, peer recommendations are gaining ground in power and influence. The fact is, as consumers rely on friends, social networks and other independent resources for expert information, the role of the store associate is shifting dramatically.

The new purpose of a retail store lies in its ability to represent an organization’s actual culture and values, captured and rendered by its sales associates. Customers today want retailers to be  less about well-orchestrated brands and carefully rehearsed answers and  more about transparency, authenticity and passion. Store associates, therefore, need to evolve from ‘expert staff’ into informed brand enthusiasts who are proud of their organization.

The shift from being an expert to being an enthusiast – someone who believes in the brand and organization they work for and can speak passionately about the products at hand – has less to do with scripted service and more to do with organizational design. Many leading-edge U.S. retailers have taken similar personnel-oriented approaches. Perhaps the best known is Apple, which transformed consumer technology retail with its retail stores. For the Apple Store’s tenth anniversary ‘refresh’ this year, the company invested heavily in supporting its enthusiastic store associates with service-enabling technology rather than in a redesign of the bricks-and-mortar interior

From Targeting Shoppers to Targeting Owners

Retail stores have traditionally been designed for shoppers with the intention to buy and, perhaps as a result, retailers have long depended on in-store marketing and communications to sell the quality and other worthy attributes of their products. Under the new paradigm we are describing, bricks-and-mortar retailers have an opportunity to acknowledge the value of the  product owner’s role as a brand ambassador and key influencer on other shoppers.

As a result, designing the bricks-and-mortar store for the consumer who already owns your products (versus the consumer who is shopping) can have profound effects on a brand. By focusing on participation in the store – through education, trials and membership experiences rather than marketing, promotion and sales – retailers are positioning themselves for a longer-term, more open relationship with customers, helping them successfully evolve with the 21st century.

Nike’s branded stores pull in repeat visits from owners via its Nike+ Run Clubs, which meet at designated shops worldwide. Building on its platform of performance-tracking products and Web site, Nike+ is now the largest running club in the world, with more than three million members. In 2009 alone, membership grew by 50 per cent. Athletes of all skill levels train together and are privy to product trials and expert clinics. Nike motivates owners to use its products as a group, and the group inspires other curious runners to join them – and buy Nike gear – through camaraderie and knowledge-sharing. Taking the concept a step further, in 2010, Nike opened its first ‘category experience store’ dedicated solely to the sport, Nike Running Stanford, in Palo Alto, California.

From Revenue-Generator to R&D Engine

The paradigm shift we are describing questions, at a fundamental level, the role of the physical store in a retail organization’s business. As the channels to buy continue to multiply – from new e-commerce models to mobile-phone payments – traditional retailers face more competition than ever before. If consumers can buy anything anywhere at anytime from anyone, bricks-andmortar stores needs to derive new meaning and value for their business in order to remain a strategic asset.

Fortunately for bricks-and-mortar, not all channels are created equal, and the traditional retail store maintains an important edge over the digital realm: the physical space provides a direct, personal connection with consumers. Smart retailers have begun using the storefront to foster relationships with people, which means going beyond selling products or presenting a well-orchestrated brand experience to understand existing and potential customers and their needs. In short, they are using the retail floor as a platform for learning.

These retailers realize that developing a new offering behind the scenes until it is exactly right is a slow strategy that doesn’t allow for quick adaptation in a rapidly-shifting market. Instead, they ‘beta test’ new offerings and experiences and quickly pivot the offering on the fly as dictated by actual customers. For example, at the height of the recession, Urban Outfitters opened an experimental store in Los Angeles called  Space 15Twenty, which aims to attract – and study – customers other than its typical college student. Brand collaborations with Santa Monica bookseller Hennessey + Ingalls and New York vintage shops What Comes Around Goes Around and Generic Man act as magnets for people who don’t typically shop at Urban Outfitters.

In a sense, it’s a store for tomorrow’s customer, rather than today’s sales. The store is an investment in market reconnaissance, rather than solely a means toward hitting revenue targets and achieving profitability; its primary goal is gathering customer information from which Urban Outfitters can learn. While recession has hit some retailers very hard, in the first quarter of 2010, Urban Outfitters saw a 72 per cent increase in profits.

CEO Glen Senk credits creativity and experimentation. “We don’t go about revenue and profit as a goal. Rather, we focus our energies on the customer experience: innovating, making beautiful products, really pushing the limits of our brand expression and constantly refining how we operate. Revenue per square foot is the result of that focus, rather than the starting point or motivation.”

China retail luxury: a long-term insight

China: a market that is continuously growing, a very rich but still unknown to the many. What is clear is that China is set to become the most powerful economy in the world, and this will happen in a very short time. Many are the companies that have already sucessfully entered the Chinese market, luxury good brands being the pioneers.

A McKinsey survey over 1.500 Chinese luxury consumers during spring 2010, shows interesting trends which are basically telling to the world that the “consumer culture” is changing at a very high speed, following the changes in the society and urban landscape. For those who are interested, the whole report can be downloaded here, but three are main facts:

  • “Rapid increases in wealth, and shifting social mores that sanction the display of that wealth, are driving a growing infatuation for luxury goods among Chinese consumers.”
  • “Access to an explosion of information on the Internet, an increasing penchant for overseas travel, and first-hand experience purchasing and consuming luxury goods are contributing to a substantial rise in sophistication among luxury consumers in China. Contrary to popular belief, a growing number of Chinese luxury consumers are exhibiting a noticeable trend away from overt displays of wealth, and towards more understated forms of luxury consumption.”
  • “Rapid urbanization and growing wealth outside of China’s largest cities is driving the emergence of several new geographic markets with sizable pools of luxury goods consumers. Over the next 5 years, [McKinsey] expects that the number of such cities will double from 30 to 60.”

Other key findings are social-demographics related. Not only traditional luxury brands consumers, but also 13 million upper-middle-class households (earning $15,000 to $30,000), which are stretching their budgets to buy luxury watches, jewelry, handbags, shoes and clothing. This segment represented 12% of Chinese luxury consumption in 2010, but is expected to reach 22% by 2015.

The survey also shows that approximately 73% of luxury consumers in China are under age 45, significantly younger than their counterparts in western nations or even nearby Japan.

Online retail: how to turn a negative consumer feedback into a positive one

Retailers who are going to open online shops often fear about negative feedbacks from online shoppers. “What if I receive a negative feedback? Should I ignore it or answer?” The most common retail behaviour is to ignore it, hoping it will be ignored by other consumers too. But this is a great misconception.

Retailers have an opportunity to fight back and use social media to turn unhappy customers into brand advocates, says the Retail Consumer Report, commissioned by RightNow and conducted online by Harris Interactive in January 2011 among 1,605 online US adults. The report shows how retailers are using social media to win back customers and drive buying decisions.

  • 68% of consumers who posted a complaint or negative review on a social networking or ratings/reviews site after a negative holiday shopping experience got a response from the retailer. Of those, 18% turned into loyal customers and bought more.

By listening and proactively responding on the social web, says the report, retailers have a chance to turn disgruntled customers into social advocates.
After a positive shopping experience, half of consumers cited great customer service and/or a previous positive experience as influencing their decision to buy from a specific online retailer.

Social advocacy can also help drive sales, the survey found:

  • Nearly a third of consumers researched what customers said on social networking and reviews websites while shopping online.

For those consumers that had a positive holiday shopping experience with an online retailer during the past holiday shopping season:

  • 21% recommended the retailer to friends.
  • 13% posted a positive online review about the retailer.

The survey found that 38% of consumers turned to the retailer’s website for information or support with online shopping. However, one of the top frustrations consumers had when shopping online was a lack of consistent information from retailers. Specifically, 22% of consumers were frustrated by information that was inconsistent between the retailer’s website and customer service agents.

The Art of display: enhancing customer experience

More businesses are incorporating artful accents to their shops, realizing that customers are more likely to enter and spend more time in a store with artistic retail displays than one with basic white walls and grid-like shelves. Everything from oversized art installations to crafty storefronts are giving retailers attention-grabbing elements that are simply too eye-catching for a customer to ignore.

Created by Kahori Maki, ‘Moon Princes’ begins with the window display and then leaks into the store’s interior space. It’s black-and-white coloring contrasts vividly with the relatively vibrant clothing. The result might be considered overwhelming but it charmes the most adventurous shoppers.

On the opposite, the Valencia Munich store, design by Dear Design studio, is very minimal, yet very impressive. Its all white color, the complex X display structure, seem to expand the display surface at libitum, giving to the full range of Munich Shoes on diplay the deserved importance.

At the famous Merci store in Paris, Aesop has installed a creation designed by the Melbourne-based March studio, which can not passed unnoticed. A wall of stacked Aesop cardboard boxes, held together by a black net, looks like a tornado which is going to wrap over the shopper.

These are only few examples, what is clear is that shoppers now need more stimuli: products are available almost everywhere, what differs is the shopping experience. And art can be the solution. (Credits: Trendhunter)
